Achieving IT Service Quality: The Opposite of Luck ReviewIntroduction:
There has been a lot of press recently on IT Service Management (ITSM) and its focus on the customer's perspective of IT service delivery. In addition, frameworks like ITIL, Six Sigma and TQM have been espoused as ways to improve the quality of IT services. However, there's a large gap between reading (and understanding) any framework and implementing it's philosophies. This gap is what this book nicely addresses. The title "The Opposite of Luck" is a catchy reference to (the perception of) what is unfortunately common in some shops today.
For anyone that works in IT and is responsible for the quality of systems that the organization delivers, this book is a great handbook on service delivery. It's an easy read, provides many real-world examples, and steps the reader through incremental improvements -- starting with Crisis Management and culminating in Perpetual Motion.
Along the way the authors offer many scenarios that will be familiar to IT practitioners along with analogies in non-IT fields that help the reader relate. There is also pragmatic advice against trying to "do it all", and a noteworthy chapter on how to address the "people" issues that are so often overlooked. In short, a concise, helpful, and practical guide to IT Service Management.
How I came upon the book:
I actually met one of the authors, Christophe DeMoss, at the SIMposium conference earlier this year and was sharing with him some of the difficulties I was facing finding any actionable information related to improving IT service delivery. That's when he showed me a copy of the book. I was hooked when one of the first examples in the book hit close to home because we had just been through the scenario: how a glitch with a WAN compression device caused a service interruption.
What I liked about the book:
Those of us who have had systems in production are all familiar with system outages that impact business operation.
The resulting all-hands-on-deck response and SWAT team mentality not only engenders the "culture of Heroism", but, often what we see is that after the initial problem is resolved, often the team disengages, and, because of limited resources, are soon knee-deep in other projects.
What the book does well is help guide the IT practitioner on how to break the cycle of fire-fighting and be part of world-class Service Delivery Organization. One key component the authors propose is having the right metrics around D-R-E-S: Downtime, Response Time, Error Rate, and Scalability.
I very much enjoyed the analogies used in to equate the contents of the chapter with non-IT fields. Ex. Crisis Management = Fire Departments; Problem Solving = CSI investigations; Prevention = Health Practitioners.
The organization of the book is stellar: in-chapter table of contents at the start and summary checklists at the end of each chapter helped me navigate through the book and retain key learnings.
There are also numerous examples throughout the book: an incident log template, an entire chapter devoted to presenting data (Power of pictures) and a useful appendix with still more sample documents.
Many recognizable topics are also interspersed in the material including SMART goals; the Five Why's and, the ever-present, "It's the Network's Fault."
Summary:
The authors provide a framework for achieving excellent IT Service Quality.
Their own Production Maturity Model (PMM) is similar to the CMM 5 levels; their MPIP - (measure, prevent, improve, publish) is analogous to the Six-Sigma DMAIC process. What I found was a simplified synthesis of industry best-practices, coupled with authors' experiences, resulting in a well-organized, and palatable, handbook for IT professionals.
It's not an easy path to help your organization through all the levels. As someone once said, "Buying the book is not going to help you lose weight. You actually have to GO on the diet to lose weight". Similarly, following up and actually taking the steps to improve the maturity of your organization is going to take some work. At the same time, one has to pace oneself through the entire process.
Suggestions:
1) I think that having an index - in an otherwise very well laid out book - would aid tremendously when using the book as a reference guide.
2) The Business Impact Index could have used a little more exploration. Given that the thrust of ITSM is centered around the business' view of IT, it would behoove us to learn how to better to translate IT terms into business terms. Granted, those translations are going to vary based on the business, but more insight from the authors' would have helped solidify that concept.Achieving IT Service Quality: The Opposite of Luck OverviewMany IT organizations suffer from poor system and service quality with costly consequences. The book takes you beyond the traditional view of services that emerged from marketing and operations books (whose primary subject was the manufacturing and consumer goods industry with services being an exception than the rule) to a bona fide service-oriented perspective on everything from the definition of services, service quality (beyond the traditional SERVQUAL Quality Gap Model), productivity in services, and "Return on Service" (measuring value for the customer), and the service production function. One way I measure the value of a book is the amount of highlighter ink I leave behind on the pages (or strips of yellow sticky paper). I highlight text only when it provides additional insight or learning. 10 Steps to Successful Customer Service (ASTD 10 Steps Series) ReviewMs Kamin's book is filled with humanity and what is considered the most human of characteristics - humor. In the first paragraph of the introduction she writes this line: "there are times you must wonder, `what was I thinking when I took this job?'" and thus, she sets the tone for rest of the book - a light yet serious look at customer relations. Throughout the text, she reminds us that we are all humans, at both ends of the phones, on both sides of the counters, just trying to do our best to keep our humanity when the world around us at times seems to have gone nuts. Many times we all can get a sense that we have fallen down the rabbit hole. Some times the feeling comes from seemly endless waiting for the solution to a problem from customer service representative or as Ms Kamin reminds us, the feeling can come from just waiting on hold, or crawling through the recorded menus that require us to punch buttons. Sometimes the feeling comes from an irate customer. In all cases, the customer service representative comes into that situation without knowing exactly what the feeling or problems are.
Ms. Kamin suggests that every interaction between clients and company representatives should be carried out with humane kindness, courtesy and understanding and these aspects are the underpinnings of the 10 Steps. In Ms Kamin's educated opinion, both the customer and customer service personnel should enter their encounter with a sense that each has a sincere desire to resolve a problem and aim to do so not only without emotional harm to each other but in the best of scenarios with the sense that each has recognized and honored the humanity of the other.

Ms. Kamin says that resolution of a problem is not the only intention of customer service and she shows us how to accomplish these positive interactions with powerfully simple behaviors and attitudes. I highly recommend reading her book regardless of which side of the customer service counter you are on because at some point we all find ourselves on the opposite side.

Reorganize for Resilience: Putting Customers at the Center of Your Business ReviewIn his timely book, Gulati provides CEOS and managers with a wakeup call and a practical tool kit they can use to re-organize their firms to thrive in increasingly turbulent economic conditions. The issues discussed in this book are of importance for small, large and even non-profits. Gulati has done an excellent job of writing in a very readable style that I believe will benefit many firms that are seeking ways to survive and thrive.
The core message of this book is that only those firms attain resilience that are truly able to place their customers at the center of their enterprise. However, implementing this strategy is not easy for most firms. Gulati notes that many of the firms which believe that they are customer centric by virtue of going through the motions of traditional market research may actually be deluding themselves. Even when they do solicit ideas from their customers, they do so through the lens of their products as their focus remains on how the customer experiences their products. Further, most firms get caught up in their day to day operations and processes and forget to keep the customer at the center of their enterprise. Unfortunately, customers "become after thoughts" because firms become distracted and blinded by the rigidity of their internal architecture.
Based on qualitative and quantitative research, Gulati explains that while many firms get locked in self-erected silos and thick internal walls, some firms thrive while embracing brutal competition and demanding customer. What distinguishes these firms?
To answer this critical question, Gulati distills lessons from a broad array of firms. He explains that the key differentiator of these successful firms is not just their curiosity and engagement with their customers and their problems, but the ability to actually turn some of those insights into action.
To achieve this high degree of "customer-centricity" Gulati advises firms to dismantle their rigid "inside-out" organizational architecture and adopt a customer focused "outside-in" mind set with an intense focus on understanding and serving the needs of their customers. Putting the customer in the driver's seat can be accomplished only by radical reorganization. This in turn comes about from their capacity to effectively coordinate the appropriate organizational, human, and social resources for creating products and services that satisfy the real needs of their customers. By becoming nimble and flexible, firms can foster "resilience" to achieve competitive advantage for thriving under adversity.
The book not only provides an answer to the WHY of resilience but also the HOW. Gulati peels away multiple layers to demystify the operative mental models as well as the structural and social architecture of exemplary resilient firms. He explains the features and processes that are related with the five key levers that need to be engaged in reorganization. The five levers are: coordination, cooperation, clout, capability and connection.
I particularly appreciated Gulati's efforts to simultaneously highlight the structural, human, and relationship aspect of each lever. Most important, he provides clear and practical guidance on how to appropriately engage these levers to achieve resilience and customer centricity.
This book is not recommended for leaders who wish to undertake incremental changes. Gulati is blunt in his assessment and advice. While acknowledging that creating resilient organizations is not impossible, he cautions that it is not easy because it requires long term perseverance and consistent effort. He also notes that re-organization can be fraught with heightened concerns and operational chaos. But the eventually rewards can be dramatically positive. Thus, he cautions leadership to be prepared to invest considerable energy in creating companywide commitment.
Since any organizational transformation journey must begin with honest self assessment, I suggest that CEO's and leaders read this book first. After taking a hard look and reorienting their personal mental models, they should require their entire staff to read it. They should then use this book to initiate an honest conversation within their organizations and start preparing their blue prints for achieving "customer-centricity".

There is a high probability that this book will frustrate you.
Yes... frustrate you, but follow me here. Jay and Amber have decided to tackle the challenge businesses are facing to adjust to being social and not just doing social. For those of us in or around the "social" industry, we completely grasp this concept.
The NOW Revolution is organized into seven sections - the 7 shifts mentioned in the title. Each shift walks us through the process of becoming social, scalable and sustainable. There are action items, questions, summaries and plenty of additional documents linked via Microsoft Tag technology.
But, you're wondering why this book may frustrate you.
